Requests received outside working hours shall be deemed received at the beginning of the next working day for the purposes of calculating the response time and resolution timeframes.
6.2.2. For support purposes, requests are divided into the following types:
1. Critical error. The service is not performing its core function across all connected channels, and this directly affects the User's clients. Specifically: the bot does not respond in any channel; a previously connected channel has disconnected; the bot provides clearly incorrect or someone else's information; managers cannot log into the application; clients' messages are not delivered. The company reacts in accordance with the SLA of the chosen Tariff plan: it first provides a workaround, then implements a fix. No additional fee is charged.
2. Non-critical error. A separate function is not working correctly, but the Service continues to respond, and the issue does not have an immediate critical impact on the User's clients. In particular: the photo is not displayed in the product card; the Telegram notification does not work; the widget is displayed incorrectly in one of the browsers; there is an error in the statistics; the setting is not saved. The fix is carried out on a first-come, first-served basis or in the upcoming release in accordance with the SLA. No additional fee is charged.
3. Questions and settings. The service is operational, but the User needs to understand the functionality or configure the Service. In particular: connecting Viber or Facebook; changing the bot's tone; uploading products; configuring handover to a manager; explaining the chat status. The Company provides a response or assistance in accordance with the SLA. For the Lite tariff, support regarding settings is provided in the form of instructions and tips in the chat; for other tariffs, it is provided within the limits defined in the SLA table below. No additional fee is charged.
4. Feature requests. A request for a new feature that is currently not available in the Service or that is required by individual users. In particular: transfer of chat to a department; editing of operator messages; operator statistics; chat search. The Company records the request in the development plan and, within the timeframe provided for by the SLA, notifies the decision on whether or not to include the request in the plan. If the request is included in the development plan, the corresponding feature, upon implementation, becomes available to users in subsequent releases under the terms of their tariff plans. The SLA timeframes for this type of request are the timeframes for review and decision-making and are not timeframes for development or implementation. The Company may refuse to include the request in the development plan, in particular if the request is not widespread among customers. No additional fee is charged for the review.
5. Customisation for the business. A priority custom request from the User that is specifically required for their business and is not provided for in the current functionality or is planned for later. In particular: features for the User's internal processes; non-standard integrations with a CRM system, warehouse, telephony or feeds; custom scenarios, reports and data exports. The User describes the task using the Company's specification template; the Company performs a preliminary estimate of the scope of work, and communicates the number of hours, plan and deadlines. The work is carried out after the conclusion of a separate agreement governing its execution.
